Follow-the-sun sits underneath all of it. If support hands off between Manila, Warsaw, and Austin, SLA clocks and escalation rules have to treat time zones as a first-class concept, not a display preference. Ask to see a ticket raised at 4pm in one region and escalated after hours to another. Few demo environments can do it unrehearsed, which is the point.

At mid-market the security review is a questionnaire. At enterprise it is a workstream with its own timeline, and the most common reason a deal slips a quarter. Start it the week you shortlist.

Migration and data ownership
Enterprise migrations are measured in quarters. Years of tickets, a knowledge base in six languages, custom fields nobody remembers creating, and integrations built by a contractor who left in 2023 all have to move or be abandoned. Two questions decide how painful that gets.
First, what does "export" actually mean? Every vendor exports tickets. Fewer export attachments, internal notes, audit history, custom object relationships, and article versions in a readable format. Ask for a sample export from a real instance, not a schema document. Second, what happens when the contract ends? Get a retrieval window and format, negotiated before the first signature.

How many brands, regions, and legal entities does one instance serve? If it is more than two of any, demand a live multi-brand demo rather than a slide.
What is the fully loaded cost at your seat count? Add AI usage, sandbox and API upgrades, onboarding fees, and services, then run it through a total cost of ownership model.
Is AI priced per seat, per resolution, per session, or per credit? At 40,000 tickets a month these produce wildly different bills for identical outcomes. Get a worst-case figure in writing.
Where does data live, and who are the subprocessors? Get residency in the contract, not a sales email, with the current AI-inclusive subprocessor list.

ServiceNow, Sprinklr, Gladly, and Kustomer publish nothing, so get a comparable quote elsewhere or you negotiate blind.

Per-seat AI add-ons cost the same whether AI handles 5% of volume or 50%, so they reward heavy use and punish cautious pilots.
